Key Responsibilities

  • Deliver Multichannel Support: Provide high‑quality assistance via phone, live chat, and email, adhering to service level agreements and maintaining a professional tone at all times.
  • Issue Diagnosis & Resolution: Identify, troubleshoot, and resolve client‑reported bugs, integration challenges, and usage questions, leveraging tools such as Intercom, Salesforce, JIRA, and G Suite.
  • Customer Relationship Management: Build strong, lasting relationships with clients by understanding their unique workflows, offering proactive guidance, and ensuring they feel heard and valued.
  • Retention & Advocacy: Contribute to client retention goals by delivering timely solutions, upselling relevant features, and turning satisfied users into brand advocates.
  • Feedback Loop Creation: Capture detailed feedback on product performance, feature requests, and pain points, then relay this information to the development and product teams to drive continuous improvement.
  • Collaboration Across Departments: Work closely with sales, product, engineering, and quality assurance teams to resolve escalated issues and participate in cross‑functional initiatives.
  • Documentation & Knowledge Base Maintenance: Author and update internal knowledge articles, FAQs, and training materials to empower both customers and fellow support agents.
  • Shift Coverage: Align with the designated work hours (10 am – 7 pm EST / 9 am – 6 pm CST / 7 am – 4 pm PST) and provide coverage for peak usage periods.
  • Continuous Learning: Stay current with the latest legal tech trends, SaaS best practices, and arenaflex product enhancements to provide informed assistance.

Essential Qualifications

  • Minimum of 2 years experience in a customer support role, preferably within a SaaS environment.
  • Demonstrated ability to handle high‑volume support tickets while maintaining accuracy and empathy.
  • Proficiency with industry‑standard support platforms such as Intercom, Salesforce, and JIRA.
  • Strong written and verbal communication skills, with the ability to translate technical concepts for both tech‑savvy and non‑technical audiences.
  • Experience working with legal industry software or a solid understanding of legal practice workflows is advantageous.
  • Data‑driven mindset: comfortable using analytics to identify trends, measure performance, and suggest process improvements.
  • Exceptional interpersonal skills, enabling effective collaboration with product, engineering, and sales teams.
  • Self‑motivated, detail‑oriented, and capable of managing multiple priorities in a fast‑paced remote environment.

Preferred Qualifications & Additional Skills

  • Familiarity with G Suite (Google Workspace) and other cloud productivity tools.
  • Experience with ticketing systems and CRM platforms beyond the core tools listed.
  • Background in legal services, law firm administration, or related fields.
  • Certification in customer service excellence (e.g., HDI, ITIL) or related professional development.
  • Ability to conduct virtual product demos or training sessions for clients.
