About the Role

We are seeking an experienced Customer Service Manager to join our team at Wayfair. As a Customer Service Manager, you will be responsible for leading a team of customer support specialists, providing training and coaching, and ensuring that our customers receive the highest level of service. This is a remote work opportunity, and you will be working from the comfort of your own home in the United States.

Key Responsibilities

  • Manage a team of 8-16 customer support specialists at various skill levels
  • Supervise specialists answering calls and emails from customers seeking help with post-order issues, including returns, replacements, refunds, shipping status, and other issues that may arise during the order fulfillment process
  • Provide excellent training and coaching to help specialists meet customer needs and achieve standard goals
  • Support the professional growth of specialists through regular feedback and development conversations
  • Conduct side-by-side observations and quality assurance (name monitoring) reviews
  • Monitor call queue efficiencies to ensure timely outreach to customers and follow-up when necessary
  • Analyze trends based on historical data to close performance gaps
  • Support the team's unique projects or tasks with the management team
  • Makes recommendations and/or take corrective actions to manage performance as needed and be a key part of the disciplinary and termination process
  • Work closely with Human Resources and Senior Leadership to address and resolve employee issues
  • Effectively interview and advise applicants for hire
  • Respond in a professional and courteous manner to escalated customer support inquiries, requests, or proceedings to achieve a positive resolution

  • Proven ability to close performance gaps
  • Ability to navigate multiple software programs and technology simultaneously
  • Excellent communication and relationship-building skills
  • Proven ability to efficiently provide relevant and timely feedback in fast-paced and complex environments
  • Bachelor's Degree or equivalent customer-facing and management work experience
